Abstrak:

ABSTRAK Tesis ini bertujuan menganalisis hubungan bauran promosi (word of mouth dan non word of mouth) dengan pengetahuan pasien terkait pelayanan di poliklinik RSIA Budi Kemuliaan. Adapun variabel confounding karakteristik pasien (usia, pendidikan, pekerjaan, penghasilan) juga dianalisis hubungannya dengan pengetahuan tersebut. Jenis penelitian adalah penelitian kuantitatif dengan pendekatan cross sectional. Sampel penelitian terdiri dari 100 responden yang mewakili poliklinik pelayanan berjenjang lantai 2, pelayanan pribadi lantai 3 pagi, dan sore. Hasil penelitian menunjukkan bahwa tidak ada hubungan antara bauran promosi dengan pengetahuan pasien sehingga tidak efektif promosi yang dilakukan terhadap pengetahuan pasien. Hanya variabel confounding pendidikan yang berpengaruh terhadap pengetahuan pasien.


ABSTRACT The aim of this study is to analyze the correlation between promotion mix (word of mouth and non word of mouth) with knowledge related to patient services at polyclinic RSIA Budi Kemuliaan. The confounding variables of patient characteristics (age, education, occupation, income) were also analyzed to do with that knowledge. This type of study is a quantitative study with cross sectional approach. Sample consisted of 100 respondents representing polyclinic 2nd floor, 3rd floor in the morning, and afternoon. The results showed that there was no correlation between patient’s knowledge of the promotion mix with so promotion in polyclinic not efective for patient's knowledge. Only education confounding variables that influence the patient's knowledge.

Abstrak:
Latar belakang. Jumlah Rujukan FKTP ke RSIA Kenari Graha Medika pasien BPJS Kesehatan masih mendapat proporsi kecil dibandingkan dengan rujukan ke FKRTL lain di wilayahnya. Kunjungan poli rawat jalan RSIA Kenari Graha Medika juga belum mencapai target kunjungan pertahun yaitu sebesar 46.080 kunjungan pasien poli rawat jalan dalam satu tahun. Guna meningkatkan kinerja rawat jalan, RSIA Kenari Graha Medika telah menjalin jejaring kerjasama dengan 84 FKTP di wilayah Kabupaten Bogor, namun belum diketahui ada tidaknya hubungan kepuasan kemitraan dengan WOMI. Metode. Desain penelitian cross sectional dengan jumlah sampel 70 sampel dari popuasi semua FKTP yang menjalin kemitraan dengan RSIA Kenari Graha Medika. Enam variabel yang diteliti adalah 5 variabel framework Lui & Ngo, 2005 (yaitu asset specificity dan partner reputation, actions acquiescence, actions simplicity, dan actions reciprocity) dan 1 variabel Komitmen Pelayanan Rujuk Balik (PRB) kemudian dihubungkan dengan keminatan FKTP dalam memberikan rekomendasi (WOMI (Word of Mouth Intentions)) pada pasien. Analisis data dilakukan dengan analisis univariat (deskriptif) dan multivariat dengan SEM PLS. Hasil. Dari analisais data didapatkan seluruh konstruk dinyatakan valid dan reliabel berdasarkan hasil perhitungan loading factor, AVE dan cornbach alpha. Uji hipotesis menunjukkan 3 variabel diterima yakni Action Acquiescence, Action Reciprocity, serta Action Simplicity, sedangkan 3 variabel lainnya ditolak yaitu, asset specificity, partner reputation, dan Komitmen PRB RS. Kesimpulan. Semakin tinggi dari Action Acquiescence, Action Reciprocity, dan Action Simplicity akan semakin tinggi pula WOMI FKTP yang bermitra dengan RSIA Kenari Graha Medika. Sedangkan tinggi rendahnya asset specificity, partner reputation, Komitmen PRB RS tidak berpengaruh pada WOMI.

Background. The number of First Level Health Facilities’s referrals to RSIA Kenari Graha Medika for BPJS Health patients still receives a small proportion compared to referrals to other First Level Health Facilities in the region. RSIA Kenari Graha Medika outpatient clinic visits have also not reached the annual visit target of 46,080 outpatient clinic patient visits in one year. In order to improve outpatient performance, RSIA Kenari Graha Medika has established a collaborative network with 84 First Level Health Facilities in the Bogor Regency area, but it is not yet known whether there is a relationship of satisfaction with WOMI. Method. Cross sectional research design with a sample size of 70 samples from the population of all First Level Health Facilities that have a partnership with RSIA Kenari Graha Medika. The six variables studied were 5 Lui & Ngo, 2005 framework variables (namely asset specificity and partner reputation, actions acquiescence, actions simplicity, and actions reciprocity) and 1 variable Reciprocity Service Commitment (PRB commitment) which was then linked to First Level Health Facilities’s interest in providing recommendations (WOMI (Word of Mouth Intentions)) in patients. Data analysis was carried out using univariate (descriptive) and multivariate analysis with SEM PLS. Results. From data analysis, it was found that all constructs were declared valid and reliable based on the results of loading factor, AVE and Cornbach alpha calculations. Hypothesis testing showed that 3 variables were accepted, namely Action Acquiescence, Action Reciprocity, and Action Simplicity, while 3 other variables were rejected. Conclusion. The higher the Action Acquiescence, Action Reciprocity, and Action Simplicity, the higher the First Level Health Facilities WOMI in partnership with RSIA Kenari Graha Medika. Meanwhile, high or low asset specificity, partner reputation, RS PRB Commitment have no effect on WOMI.

Abstrak:
Latar Belakang: Pencapaian kinerja Rawat Jalan, Instalasi Gawat Darurat (IGD) dan Bed Occupancy Rate (BOR) di Rumah Sakit (RS) Hermina Tangerang mengalami fluktuatif, belum mencapai target yang ditentukan dan trendlinenya cenderung mengalami penurunan pada periode tahun 2018-2023. Penilaian google review RS Hermina Tangerang adalah 4,1 dari 5, dimana masih didapatkan banyak keluhan mengenai kualitas pelayanan rawat inap di RS Hermina Tangerang. Hal ini mungkin menjadi penyebab rendahnya kunjungan ulang pasien ke RS Hermina Tangerang. Sehingga pencapaian Rawat Jalan, IGD dan BOR di RS Hermina Tangerang tidak mencapai target yang telah ditentukan. Apabila pencapaian tersebut dibiarkan terjadi terus menerus, akan berdampak signifikan pada pendapatan Rumah Sakit. Metode penelitian yang digunakan adalah mix methode, dengan tahap pertama survey, dan tahap kedua dengan action research.. Data dikumpulkan melalui kuesioner yang dibagikan kepada pasien rawat inap di RS Hermina Tangerang dan wawancara dengan informan kunci. Analisis data kuantitatif dilakukan menggunakan model persamaan struktural (SEM) dengan pendekatan partial least square (PLS). Hasil penelitian menunjukkan bahwa kualitas pelayanan memiliki pengaruh positif dan signifikan terhadap Word Of Mouth (WOM) dan minat kunjungan ulang pasien. Dimensi kualitas pelayanan yang meliputi tangibles, reliability, responsiveness, assurance, dan empathy, semuanya berkontribusi secara signifikan terhadap peningkatan WOM dan minat kunjungan ulang. Selain itu, WOM juga terbukti memiliki pengaruh positif dan signifikan terhadap minat kunjungan ulang pasien. Kesimpulan: Kualitas pelayanan rawat inap di Rumah Sakit Hermina Tangerang sudah baik. Namun masih ada nilai dalam dimensi kualitas pelayanan yang kecil, menjadi ruang untuk RS Hermina Tangerang melakukan perbaikan dan meningkatkan kualitas pelayanan. Saran bagi manajemen rumah sakit adalah untuk terus meningkatkan kualitas pelayanan guna meningkatkan loyalitas pasien dan keberhasilan bisnis rumah sakit. Background: The performance achievements in Outpatient Services, Emergency Department (ED), and Bed Occupancy Rate (BOR) at Hermina Hospital Tangerang have been fluctuating, not reaching the set targets, and the trendline has tended to decline during the period 2018-2023. The Google review rating for Hermina Hospital Tangerang is 4.1 out of 5, where there are still many complaints regarding the quality of inpatient services at Hermina Hospital Tangerang. This may be the cause of the low rate of revisit intention patient to Hermina Hospital Tangerang. As a result, the achievements in Outpatient Services, ED, and BOR at Hermina Hospital Tangerang do not meet the predetermined targets. If this situation is allowed to continue, it will have a significant impact on the hospital's revenue. Methode: The research method used is a mixed method, with the first stage being a survey, and the second stage involving CDMG (Consensus Decision Making Group). Data were collected through questionnaires distributed to inpatients at Hermina Hospital Tangerang and interviews with key informants. Quantitative data analysis was conducted using structural equation modeling (SEM) with a partial least square (PLS) approach. Result: The research results show that service quality has a positive and significant influence on Word Of Mouth (WOM) and revisit intention. The dimensions of service quality, including tangibles, reliability, responsiveness, assurance, and empathy, all contribute significantly to the increase in WOM and revisit intention. Moreover, WOM also has a proven positive and significant influence on revisit intention. Conclusion: The quality of inpatient services at Hermina Hospital Tangerang is already good. However, there are still low scores in certain service quality dimensions, providing an opportunity for Hermina Hospital Tangerang to make improvements and enhance service quality. The recommendation for hospital management is to continuously improve service quality to increase patient loyalty and business success of the hospital. Abstrak: Penelitian yang dilakukan di poliklinik RS Kartika Husada Setu ini membahas hubungan persepsi tentang bauran pemasaran dengan kepuasan dan word of mouth pada pasien umum , yang dinilai penulis penting dilakukan untuk acuan rumah sakit dalam menetapkan strategi pemasaran. Penelitian dilakukan dengan disain kuantitatif, metode survei dan pendekatan crossectional. Berdasarkan hasil penelitian diketahui mayoritas persepsi pasien tentang product baik sebesar (64,2%) ,persepsi pasien tentang price kurang baik sebesar (58,8%) , persepsi pasien tentang place baik sebesar (60,1%), persepsi pasien tentang promotion baik sebesar (54,7%), persepsi pasien tentang people baik sebesar (56,8%), persepsi pasien tentang physical evidence baik sebesar (62,2%), persepsi pasien tentang process baik sebesar (55,4%), pasien yang puas sebesar (58,8%) dan pasien melakukan word of mouth sebesar (56,1%). Hasil penelitian menunjukkan ada hubungan antara persepsi pasien tentang product (p=0,604), place (p=0,016), people (p=0,019), physical evidence (p=0,042) dengan kepuasan pasien dan tidak ada hubungan antara price (p=0,528), promotion (p=0,225), dan process (p=0,202) dengan kepuasan pasien. Hasil penelitian juga menunjukkan ada hubungan antara kepuasan pasien dan word of mouth (p=0,044). Hasil penelitan menunjukkan physical evidence memiliki hubungan paling kuat dengan kepuasan pasien (p=0,048). RS Kartika Husada Setu perlu memperhatikan aspek bauran pemasaran product, place, people, dan terutama physical evidence. Kata kunci: Persepsi, Bauran Pemasaran, Kepuasan Pasien, Word of Mouth Research conducted in polyclinic RS Kartika Husada Setu discusses the relationship of perception about the marketing mix with satisfaction and word of mouth in general patients, which assessed the author is important for hospital reference in setting marketing strategy. The research was conducted by quantitative design, survey method and cross-sectional approach. Based on the result of the research, it is known that the majority of patient perception about good product is (64,2%), patient perception about price less good (58,8%), patient perception about good place (60,1%), patient perception about promotion good (54,7%), patient perception about good people (56,8%), patient perception about physical evidence either (62,2%), patient perception about good process (55,4%), patient Satisfied (58,8%) and patient do word of mouth (56,1%). The result showed that there was correlation between patient perception about product (p = 0,604), place (p = 0,016), people (p = 0,019), physical evidence (p = 0,042) with patient satisfaction and no relation between price (p = 0,528 ), Promotion (p = 0,225), and process (p = 0,202) with patient satisfaction. Abstrak:
Pertumbuhan rumah sakit yang pesat dalam beberapa tahun terakhir menyebabkan semakin ketatnya persaingan antar rumah sakit. Oleh karena itu, rumah sakit perlu bertahan dan memiliki keunggulan kompetitif, salah satunya adalah dengan memenuhi ekspektasi pelanggan dengan menyediakan pelayanan kesehatan yang berkualitas, sehingga dapat mengarah pada terjadinya kunjungan berulang. Tesis ini membahas faktor-faktor yang berhubungan dengan minat kunjungan ulang pasien rawat jalan di RS Rawa Lumbu melalui pendekatan kuantitatif analitik observasional menggunakan uji statistik PLS-SEM, serta menggunakan consensus decision making group untuk memformulasikan strategi berbasis bukti untuk meningkatkan kunjungan ulang pasien rawat jalan. Hasil dari penilitian ini menunjukkan tingkat kepuasan pasien mencapai 98%, dengan dimensi SERVQUAL tangible dan reliability paling memengaruhi kepuasan. Analisis Theory of Planned Behavior (TPB) menunjukkan bahwa perceived behavioral control memiliki pengaruh terbesar terhadap minat kunjungan ulang, diikuti oleh attitude dan subjective norm. Kepuasan berkontribusi signifikan pada word of mouth positif dan skor Net Promoter Scale (NPS), meskipun tidak berhubungan langsung dengan minat kunjungan ulang. Akses menunjukkan pengaruh tidak langsung melalui perceived behavioral control. Penelitian ini merekomendasikan fokus pada peningkatan kepuasan di dimensi tangible dan reliability seperti modernisasi fasilitas rumah sakit, peningkatan kebersihan, serta reduksi waktu tunggu layanan dan waktu tunggu obat. Perbaikan layanan melalui konstruk TPB terutama pada penguatan konstruk perceived behavioral control seperti sistem penjadwalan pasien yang optimal, konstruk attitude melalui pemberian pelayanan yang berkualitas dan berkesan, dan subjective norm melalui peningkatan WOM positif untuk meningkatkan minat kunjungan ulang pasien. 

The rapid growth of hospitals in recent years has led to increasingly intense competition among healthcare facilities. Consequently, hospitals need to sustain themselves and achieve competitive advantages, one of which is by meeting customer expectations through the provision of high-quality healthcare services, thereby increasing repeat visits. This thesis examines the factors associated with outpatient repeat visit intentions at RS Rawa Lumbu using a quantitative, observational-analytic approach with PLS-SEM statistical testing, complemented by a consensus decision-making group to formulate evidence-based strategies to increase outpatient repeat visits. The study's findings reveal a patient satisfaction level of 98%, with the SERVQUAL dimensions of tangible and reliability having the most significant impact on satisfaction. The Theory of Planned Behavior (TPB) analysis indicates that perceived behavioral control exerts the greatest influence on repeat visit intentions, followed by attitude and subjective norm. Satisfaction contributes significantly to positive word of mouth and the Net Promoter Score (NPS) but is not directly related to repeat visit intentions. Access demonstrates an indirect effect through perceived behavioral control. This research recommends focusing on improving satisfaction in the tangible and reliability dimensions, such as modernizing hospital facilities, increasing cleanliness, and reducing service and medication waiting times. Service improvements through TPB constructs should prioritize strengthening perceived behavioral control, such as implementing an optimal patient scheduling system; enhancing attitude through the provision of high-quality and memorable services; and improving subjective norm through increased positive word of mouth to boost outpatient repeat visit intentions.

Latar Belakang: Tingkat revisit intention pasien merupakan indikator penting yang mencerminkan kepuasan, kepercayaan, dan persepsi pasien terhadap mutu layanan rumah sakit. Dalam era digital, membangun loyalitas pasien tidak hanya bergantung pada pelayanan medis, tetapi juga pada persepsi terhadap rumah sakit secara keseluruhan. Faktor seperti electronic word of mouth (e-WOM), digital marketing, dan service quality menjadi elemen penting dalam membentuk hospital image, yang pada akhirnya memengaruhi keputusan pasien untuk kembali menggunakan layanan. Penelitian ini bertujuan untuk menganalisis hubungan ketiga variabel tersebut terhadap revisit intention, dengan hospital image sebagai variabel mediasi di Rumah Sakit X. Metode: Penelitian ini menggunakan pendekatan kuantitatif dengan desain potong lintang. Data primer diperoleh melalui kuesioner kepada 120 pasien yang telah mendapatkan layanan minimal satu kali dalam satu tahun terakhir. Analisis dilakukan dengan metode Partial Least Squares Structural Equation Modeling (PLS-SEM). Hasil: Hasil penelitian menunjukkan bahwa e-WOM, digital marketing, dan service quality berpengaruh positif dan signifikan terhadap hospital image. Hospital image juga berpengaruh signifikan terhadap revisit intention pasien dan memediasi hubungan antara ketiga variabel tersebut dengan niat pasien untuk kembali berkunjung. Penelitian ini memiliki keterbatasan pada ruang lingkup institusi tunggal dan keragaman karakteristik responden yang belum sepenuhnya mewakili populasi umum. Generalisasi temuan perlu dilakukan secara hati-hati. Kesimpulan: Hospital image terbukti sebagai faktor penting dalam meningkatkan loyalitas pasien. Peningkatan kualitas komunikasi digital dan konsistensi pelayanan sangat disarankan untuk memperkuat citra positif rumah sakit secara berkelanjutan.


 

Background: Patient revisit intention is a key indicator reflecting satisfaction, trust, and perception of service quality. In today’s digital era, building patient loyalty depends not only on clinical care, but also on overall hospital perception. Factors such as electronic word of mouth (e-WOM), digital marketing, and service quality play crucial roles in shaping hospital image, which in turn influences revisit intention. This study aims to analyze the relationship between e-WOM, digital marketing, and service quality on revisit intention, with hospital image as a mediating variable at Hospital X. Methods: A quantitative approach with a cross-sectional design was used. Primary data were collected through questionnaires from 120 patients who had received services at least once in the past year. Data were analyzed using the Partial Least Squares Structural Equation Modeling (PLS-SEM) method. Results: The findings indicate that e-WOM, digital marketing, and service quality have a positive and significant effect on hospital image. Furthermore, hospital image significantly influences revisit intention and mediates the relationship between the three variables and patient revisit behavior. Conclusion: Hospital image plays a key mediating role in enhancing revisit intention. Strengthening digital communication and maintaining consistent service quality are essential strategies to foster a positive and sustainable hospital image. The study is limited to a single institution with a relatively homogeneous respondent profile, and therefore, findings should be generalized with caution
